서비스품질원가에 대한 투자가 경영성과에 미치는 영향

Abstract

서비스품질은 관광산업을 주력사업으로 뽑고 있는 제주특별자치도(이하 제주도)에서 의미하는 바가 크다. 우수한 서비스품질은 잠재적인 고객을 확보하고, 이를 통해 장기적으로 기업의 경영성과에 긍정적인 영향을 미치고 있다. 따라서 서비스품질을 측정하여 고객에게 최상의 서비스품질을 제공하고 있는지 살펴보는 것은 무엇보다 중요하다. 서비스품질을 제공함에 있어, 투자된 서비스품질원가에 대한 파악이 이루어져야 될 것이다. 현재 품질원가와 관련된 연구들이 서비스산업으로 확장되고 있긴 하지만, 원가정보를 결정적으로 필요로 하는 서비스산업의 중요성이 대두되고 있음에도 불구하고 여전히 소홀히 되고 있는 실정이다. 따라서 본 연구는 최상의 서비스품질을 제공하기 위해 투자된 서비스품질원가와 서비스품질 간의 관계가 서비스산업의 경영성과와 어떠한 관계가 있는지 살펴보고자 하였다. 이를 위해 본 연구에서는 제주도내 숙박업에 대해 제주특별자치도관광협회(http://www.hijeju.or.kr)를 통해 정보를 수집하고, 수집한 정보를 토대로 설문조사를 실시하였다. 설문조사를 통해 회수된 설문 중 최종적으로 45개의 표본을 실증적으로 분석하였다. 설문조사 결과, 제주지역 숙박업의 서비스품질원가는 기업의 경영성과 중 재무적 성과에 긍정적인 영향을 미침을 밝혀냈다. 또한, 서비스품질원가는 기업의 서비스품질의 측정항목에 따라 영향을 미치는 것으로 나타났다. 서비스품질의 측정항목 중 반응성을 제외하고, 적합서비스품질원가와 신뢰성, 확신성, 공감성, 유형성 간에 직접적인 영향이 있음을 밝혀냈다. 마지막으로, 서비스품질은 기업의 경영성과 중 비재무적 성과에 긍정적인 영향을 미침을 밝혀냈다.

Service quality is very meaningful in Jeju Special Self?]Governing Province (?gJeju-do?h hereinafter) where tourism is one of the major industries. High service quality attracts potential customers, and this has a positive effect on companies?f long?]term business performance. Accordingly, it is quite important to measure service quality and determine whether the best service quality is offered to customers. In the provision of service quality, we need to figure out the invested cost of service quality. Studies on the cost of quality are being extended to service industries, but cost information is still handled carelessly in service industries although its importance is being recognized in service businesses. Thus this study examined how the relation between service quality and the cost of service quality invested to provide the best service quality is associated with business performance in service industries. For this purpose, we conducted a questionnaire survey using information on lodging businesses in Jeju-do through the Jeju Special Self-Governing Provincial Tourism Association (http://www.hijejy.or.kr). Among recovered questionnaires, 45 questionnaires were analyzed empirically as a valid sample. From the results of the questionnaire survey, it was found that the cost of service quality invested by lodging businesses in the Jeju area had a positive effect on their financial performance among the sub?]factors of business performance. In addition, the cost of service quality influenced some of the measured items of service quality. Among the items, reliability, assurance, empathy, and tangibles had a direct effect on the cost of service quality, but responsiveness did not. Lastly, service quality was found to have a positive effect on non?]financial performance among the sub?]factors of business performance.
